In this month’s 20-Minute Teaching, I want to challenge one of the most common beliefs in business - that great client experiences come from great people.
Hire well, train well, and good experiences follow. It’s a reasonable belief, and most business owners have built their teams on it.
But think about the best experience you’ve ever had as a client. The one you couldn’t stop telling people about.
Chances are it wasn’t one brilliant person. It was the feeling that the whole organisation knew who you were, knew what you needed, and was moving together around you. The right person arrived at the right moment. Nobody asked you to explain yourself twice. You felt expected, not processed.
That’s what your best clients are really buying. And it’s something no individual can deliver alone, however talented they are.
Lovely people can’t know what they haven’t been told. They can’t coordinate what nobody has designed. When the experience depends on who the client happens to deal with on the day, your genius is still living in individuals.
The organisations that get this right have done something most never do. They’ve made the thinking underneath the business visible, shared and repeatable. That thinking is the source code of how they work, codified so clearly that everyone acts on it without being told.
Excellence, it turns out, isn’t a people strategy. It’s the output of deep alignment.
This month’s 20-Minute Teaching is called You Can’t Hire Your Way to Brilliant.
I’ll share a recent real-world example of an organisation that delivered this so well that we became advocates within a single day. I’ll draw the four layers a client experiences when an organisation moves as one. Then I’ll show you what has to sit underneath those layers to make them happen every time, not just on a good day with the right person.
What you’ll walk away with- The four layers of a client experience that feels effortless - and how to spot which layer is breaking down in your own business.
- A clear test for where your genius currently lives - in a few individuals, or in the business itself.
- An understanding of why alignment, not talent, drives consistent excellence - and why it’s the one thing your competitors can’t easily copy.
- A first step towards codifying your own source code - the thinking underneath how you work, made visible so everyone can act on it.
If your business delivers something special but you sense it depends too much on who your client gets, this session was built for you.
